(三)接待上级领导及来访人员的礼貌用语 上级领导巡视、来访人员到中心办事或咨询时,在岗的全体人员(包括行政、医生、护士、药剂人员)要文明接待,文明用语,诚恳待人,做到主动、热情、耐心、细致、周到。如:了解问题详细准确,回答和解决问题干净利落,让上级领导或来访者高兴而来,满意而归;做到来有迎声,走有送声;坚持微笑点头,笑面迎人。 遇到上级领导巡视或来访者时: 1、微笑点头主动问候。对上级领导巡视或来访者,在岗人员坐着的应马上起身,微笑点头并主动问候;站着的应主动上前迎接,并主动问候,如:“XXX主任,您好!”,“你好,请问有什么可以帮到你吗?”等,绝不能冷落对待来访者或故意装作看不见;在日常生活中遇上级领导或认识的同级同事,也应主动打招呼。 2、不能让来访者坐冷板凳。在岗时如果自己有事暂不能接待,应说明原因并致歉意;其他手上暂无工作的人员要主动接待,不能冷落来访者。 3、认真倾听来访者的叙述。来访者都是为有事而来,因此要尽量让来访者把话说完,并认真倾听。 4、思考后再作答。对来访者的意见和观点不要轻率表态,应思考后再作,对一时不能作答的,要约定一个时间后

再联系。对能够马上答复的或立即可办理的事,应当场答复,不要让来访者等待或再次来访。 5、避免中断接待。正在接待来访者时,有电话打来或有新的来访者,应尽量让其他人接待,以避免中断正在进行的接待。 6、礼貌拒绝无理要求。对来访者的无理要求或错误意见,应有礼貌地拒绝,而不要刺激来访者,使其尴尬。 7、婉言礼貌结束接待。对于来访者,要结束接待,可以婉言提出借口,也可用起身的体态语言告诉对方本次接待就此结束;对于上级领导,切忌主动结束接待,应待上级领导巡视完毕后,动身要走时,坐着的应起身相送,站着的应微笑点头相送,如:“XXX主任,您慢走!”,“叔叔(大伯),慢走”等。 礼貌、礼节是一种需求;仪表、仪态是一种被人们共同认可的外表。礼仪更是在交往中体现出来的人与人之间的相互尊重。特制定《举止礼仪及礼貌服务用语指引》,以帮助全体人员规范礼仪及礼貌用语,为患者提供文明、规范、优质、高效、一流的服务,树立良好的形象。
